The Long And Winding Road to My Order 3.0

Researcher: Meidirasari PutriUX Designer: Muhammad RaufanUI Designer: Jessica YasmineBack in October 2018, it was exactly the project started. My Order 3.0 was part of a new face of tiket.com, to obviously help users to manage their orders on our product. We have implemented continuously design process that concerns user-centric.
We have also involved more stakeholders (more designers, more researchers, product managers, sales and marketing team) to align with the business goal. In short, we brought about miracles (re:user insights) through this following process:

Stage 1: ExploreIn this stage, we have done several activities to discover users’ need and pain points while checkin on their current/past orders. Initially, extensive desk research has been done to understand the user behaviour. 	Stage 2: Learn and Consider
	In this stage, we have done several methods to uncover and validate the users’ problems while accessing My Order pages.

Heuristic Evaluation
This method help us to find possible issues that users face on cross-platforms (website, mobile site and apps):1. Inconsistent look and feel2. Less centralised booking management3. Inconsistent Order List and Order Detail pages


Competitive Analysis
Through this method, we mapped potential gaps that we might improve and implement to our new designs. There were at least 12 different indicators that we compared to. The main four indicators were: Order grouping type, feature exposure, controller and order detail page.


Stage 3: Design and Build Prototype
	The previous stage (Stage 2) resulted the main users’ problems. Based on those, we conducted workshops to explore the opportunities and try to visualise them into potential ideas or even solutions.

We explored ideas through design sprints and conducted short usability tests before we meet real users for a more comprehensive usability test.

Stage 4: Test, (Launch) and IterateAt this final stage, we have finished our prototype and it was ready to be tested to the real users! After the testing days, of course, we had a lot of feedbacks. Before we deliver the final product to Tech team, we do several iterations to make sure the product is ready to launch. This was where the team collaboration is the most important thing. Yes, here we are an agile team.

Hey, aren’t you curious how it looks like after the long and winding road we have been through? We started in October 2018 and we released it (finally) in July 2019.

What have we learned so far?After we have implemented the My Order new designs, there are two main achievements:

Ease of Use
We solved users’ problem in terms of: easier order management from cross-platforms (website, mobile site and mobile apps), accommodating users to complete their travel experiences. We also have improved My Order to be more synchronised to other services (user profile and payment process).

Reliability
Ssshh! It’s a secret! But we can share you a lil bit! According to data team, we have improved our performance since the release date. Hooray!

Well, we have not done yet. We are still exploring the opportunities to make users feel more comfortable and obviously purchase more on tiket.com!

Disclaimer: this event is internal-team purposed only.My recent collaboration at tiket.com with UX Researchers and Designers, a star wars themed event, called Idea War - Product Hack 2018, where Product People of tiket.com spent 2 days battling their ideas for a better product in 2019.IntroductionProduct Hack is a home where Product people could express their passion through events. The first event was Idea War, an ideation workshop, where Product people and several friends from other divisions learn to ideate rapidly and have a place to gather their extraordinary ideas for tiket.com in 2019.

Product people are looking forward to seeing in 2019 more product managers, UI and UX designers and researchers contributing their ideas to tiket.com. Most importantly, nurturing productive-communication amongst team and increasing sense of belonging.

Venue, Agenda and AttendeesThe first Idea War was held on 19th-20th December 2018, located at Kawung Room, Grha Niaga Thamrin 6th floor. This event was attended by around 45 people from different roles, including: product managers, UI and UX designers, UX researchers, engineers and also data scientists.

ProgrammeFirst of all, this event is named Idea War. But what is ideation? According to some of point of views, ideation is a structured process guiding people through a number of exercise to come up with innovative ideas. The process itself would be better if &#38;nbsp;the attendees come from multi-disciplinary or even multi-cultural people. Doing so would produce more innovative and creative ideas for the community.

This event is expected to give three results as stated below.

Vision ideas for product roadmap (the product roadmap 2019 is already discussed and well-planned),
Product growth metrics and,
Preliminary design concept.

	The Double Diamond
	Double diamond diagram/process was developed through in-house research at the Design Council in 2005 as a simple graphical way of describing the design process. This diagram was formed by four different stages: Discover, Define, Develop and Deliver.

The committee team split the 4 different stages in two days. Day-1 covered: Define and Develop stages, while Day-2 covered: Develop and Deliver stages

	1. Discover: How we discover the problem?

	To start this stage, we chose Rapid Thinking method. Rapid thinking is about how to produce or generate ideas as many as possible in a short amount of time. This activity has the goal to challenge every participant to push their ability for idea production. Another goal of rapid thinking is so that each time people have an issue/problem/project to solve, they are familiar .

Before it was started, all of participants were divided into three groups. Each group represents different phase of tiket.com user experience (x’piration, consume and post-purchase).

Next, we exercised Think Feel Say Do - Model. Actually Product people might be more familiar with this model as a user empathy map. This model is helpful for synthesizing research data in order to understand what user needs and wants. Each team asked them to go back to their group and start the rapid thinking stage by stage. Each stage should be completed by 5 minutes of bombing ideas &#38;gt; 5 minutes of discussing the ideas &#38;gt; 2 minutes of presentation.

	2. Define:&#38;nbsp;How we define the problems to map out set of solutions?
	After finishing 4 rounds of rapid thinking, hundreds of statements were sticked and cluttered. Product people needed a tool to define them, what are those? What is the connection? Is it clausal statement?, etc.

Hence, we use affinity diagram, a tool to generate, organise and consolidate information concerning a product, process, complex issue, or problem. The diagram was created in the 1960s by Kawakita Jiro is also known as the KJ method.

When to use affinity diagram? Normally, it helps when issues seem too large and complex to explain, coach how to cluster and bundle ideas and facts, make the groups of ideas into conceptual framework.

At the end of this stage, each group should make maximum 3 problem statements. Then from each problem statement, every group should produce as many as possible solutions.

	3. Develop: How we develop our set of solutions to be more concrete?
	At this stage, activities are designed to map participants’ &#38;nbsp;solution ideas to be more concrete.

Concept Model. “Is a visual representation to help you understand the different kinds of information that your product needs to display.” - boxesandarrows.com.&#38;nbsp;A concept model is to help teammates, users and yourself understand how the site/feature actually works. An example of concept model might help.

Prototyping. Who doesn’t know about prototyping?Prototyping is very important to design process. A prototype should help team evaluating and testing the proposed idea or design. Making a prototype usually also clarify production issues and costs.

Each team should make their own prototype. It can be a low fidelity prototype by only using drawings on paper or even a high fidelity prototype completed with the UI. This is possible because each group has at least one designer, who could help to visualise the idea to be a prototype.

4. Deliver: How we produce the product where it is finalised and launched in the relevant market?The usability testing. Previously, every group should finish their prototype. Next activity was to test them. The importance of doing UT is we could get early feedbacks before the product is ready to launch. Each group needed to find at least 5 testers to try on their prototype.

Compiling all the works. Each team were required to prepare their final presentation for the final war. It could be a presentation, a video, or anything. They should include all of the processes they have been through, from beginning to end. What were their problem statements, how did they approach it, what did they propose to solve the problems, their concept model, and finally their result after the prototype was tested.

The final presentation. The War begins. Finally the war began. Each group presented their process and the result, started by explaining their problem statements, selected solutions, the concept model and showing the UT result.
The war was thrilling! Everyone was excited and tried to convince others that they were delivering the greatest idea. After all of the groups finished the presentation, all of the people gathered to vote and find the winner.

	Future Recommendation
	Idea War - Product Hack made Product people not only challenged them on ideation process, but also importantly they spent great time bonding to each other. These kind of activities are good to be implemented regularly for every project, where team could push their best and involve more perspectives to result better product. On the next idea war, more methods of thinking and ideation process should be applied, we might try design thinking or design sprint.

As a UX Researcher, personally, I recommend this kind of activity not only for Product division on a tech company, but also it was really good for different division to be familiar with ideation process. We just might not realised yet, how important design thinking on everything is. So, what’s next?

This kind of survey aims to not only for gathering personal and user behaviour data, but also to invite them participating in Vidio.com product development.

	We also get a lot of help from Data Analyst team to gather user data through Google Analytic.

What data said about the users?The majority of users are people who like to watch Live Streaming (Event and TV)Push Notifications bring great impact to influece users watching from Vidio.comSeveral factors that persuade users spending time on Vidio.com: show/video duration, used quota while watching, watching moment.Users are familiar with the brand for watching local short movies.Most of users are not so sure if Vidio.com switchs to be more premium video platform.Returning sport addict users find that Live Chat feature are fun.

	#1 Heuristic Evaluation &#38;nbsp;&#38;nbsp;
	There are several common methods to finish this project. Initially, UI/UX team would have a #1 Heuristic Evaluation for several times. This aims, of course, to evaluate the exisiting design along with designers, researchers and product managers. The results were implemented to the final prototype, just before usability testing.

	#2 Usability Testing
	Yep, you heard it. After Heuristic Evaluation, we were conducting #2 Usability Testing.

Indeed, before the test started, a set of scenario and tasks are prepared. I, personally, find myself&#38;nbsp; more familiar with Canvasflip for doing prototype (but sometimes inVision works for me too). Then I chose Task Based testing and asked my participants to 
experience the prototype.

	The Insights
	Apparently, the majority of participants were not familiar with health application. The most commong thing they have been doing is directly go to Google to check on their symptoms.Bot existence was very useful to simplify sign in/log in process, observing symptoms, etc. However, there was still trust issue while interacting with Bot on health application. Participants hesitated to questions and answers Bot provided, especially according to medical treatment.The control of Ayu (Klikdokter Personalised Chatbot Name) was not clear enough. Participants expected to have Ayu as smart as a real Doctor.The chat experience with Doctor was not totally effective. Participants’ behaviour was not familiar with: to end or delete chats. Normally, people would just let every chat stays on the list and read it for later.

From the previous usability testing we recognized that most of users are keen using social media. We have recommended the design to emphasized social media buttons (filled button).

2. Improving the user flow

In this particular case, chat experience is very critical. There are several user basic expectations, which are:


a. User might not end or delete the chat&#38;nbsp;immediately.
b. User expects that system could offer to end the chat automatically.
c. User could read the current or even previous conversations easily

	Conclusions
	This project results that the presence of chatbot (Ayu) on Klikdokter app helps user not only in sign in/sign up process, but also as a tool to gather early symtoms before seeing the doctors directly. At this point, a chatbot could save user’s time, especially when filling long forms or even describing their complicated symtoms.

Chatbot is already familiar to tech-savvy users. However, there is still a trust issue using chatbot in medical. People can start using chatbot from simple things, such as medication reminder and giving references of health articles.

Apparently, CMS is one of important tool to produce a great content. This is, definitely, very important for media business. Therefore every feature on a CMS should be addressed for every writer’s needs. This project aims to evaluate features needed by writers and to seek the potentials that would please and encourage writers to produce a top-rank contents.

	During heuristic evaluation, team have mapped several issues on the current CMS; which are navigation, elements, user flow and many more.

User Feedback and Card SortingIn this stage, team invited 10 writers to tell their story and flow while producing an article. From those interviews, there are found four different problem areas on the CMS: Content, Navigation, Search and Functionality.

Also team asked all of the writers to sort several cards. They need to order the cards based on category to facilitate them while producing a content.

	It’s time to communicate! Research and Design team had a discussion with Product Manager and Engineering team to prioritise things before develop the product.

Phase 3: IMPLEMENTATIONUsability TestingBefore going to the development process, team have conducted a usability testing to examine our prototype. We recruited four participants to become testers. A set of scenarios were prepared to guide participant during the test.

New Article as a starting point.
	According to the following heatmap, “+” button that was located on right bottom has impressed the participants. It was considered familiar for writers to create a new content.

	Shown on the following heatmap, the majority of participants failed to finish this task. There were several factors that might cause this issue:
There was no indicator how writer should start writing the first paragraph.
Participants might be still stuck with their old habit.

BBM Shopping Purchase Conversion

Based on the performance of 5 funnels in BBM, users are most likely to drop from Category page to Product Detail page (98.12% bounce rate), and from Search Result page to Product Detail Page (93.02% bounce rate). In this research project, BBM and Bukalapak team are collaborating to improve the user journey from Search funnel and Category funnel, in order to minimise&#38;nbsp;the bounce rate from those funnels.

ResultsAccording to Schade (2014), online shoppers would be grouped into 5 different types, which are: Product Focused, Browsers, Researchers, Bargain Hunters and One-time Shoppers. Insights

	Shopping Journey
	At the beginning, we assumed that users would prefer to use Search than Category. Eventually, the majority of participants (4/6) started from unexpected place. This might be also because of the majority of participants were at Browsers-Researchers Stage (see previous Result: The Shoppers). Those people who like to look at as many options as possible before they decide to purchase the products.


	Navigation
	Most of participants were frustrated, when they could not go back or find a way, from detail/product page to homepage or category page. In this case, user were disappointed when they did not have any choice but close button at the right top, it would take them to Discovery Page.

	Confusing UI
	Please do not look at the hottest area! Apparently, the other area might attract users to complete particular task on test. In this case, team assume that user might be doubtful about buttons, sections or something else. Users tend to try every button that possibly clickable.

People are frustrated when they could not find a way to go back to previous page or homepage.

Action plan: An additional navigation bar should be on the top of each category to make users move to another places easily, even to go back to Homepage.

If we assume that the majority of BBM users are at Researchers-stage, they might tend to purchase products anytime. It might be today, tomorrow, next week or even in six months (Schade, 2014). At this stage, users might visit multiple sites, where they would learn right price and right combination of feature itself.

Category might be the right feature to be explored for this kind of users. However, how to educate users to learn or do research through Category?.

Action plan: Coach mark would be the one of ideas to educate users. It would push the users to focus on particular thing.

On the other hand, what if the users are in Product Based-stage? In this case, users might depend on Search, where it should help them to find the product immediately. The goal is speed. Search performance could be related to filter and sort-feature.


	



Action plan: According to Khan (2013), there should be different treatment for new and returning users. Sorting by Popularity might be suitable for new visitors, while Newest Arrivals for returning visitors. Moreover sorting by Ascending Price for users who come from particular product mentioned “low price” or “special price”.

Regarding to CREA Summer Academy 2015, our team particapated the event by introducting Timbuktu Project. Timbuktu is a part of a Ph.D. project conducted by the School of Design at Northumbria University, UK. This project aims a citizens’ practice of design for changing unsustainable lifestyles to nurturing sustainable and enabled lives. Timbuktu enables cycling citizen scientists to create ‘Open Big Data’ on potholes to campaign for a national sustainable transport policy. CREA gave the opportunity for our team to optimise the project and expand our ideas to bring new technology for cyclists’ comfort, not only in the UK but also in the Europe.

	A Kitchenware Design&#38;nbsp;— Lakeland
2015
	Food trends have grown in recent years, including the cookware and bakeware. Many brands are competing in offering variety of values among their products. Designing innovative product and service in cooking might challenge design practitioners. This collaboration project with Lakeland covered three aspects, which are the reflective practice, innovation and enterprise and inter cultural communication. As the one of the “front runner” in kitchenware industry in UK.
This project was real and completed by the writer (me) and colleagues during her master study in UK.

Reflective PracticeApplying reflective practice during design project might be essentially needed, which could help the designer or practitioner in defining the problem and solution space, planning the entire process well and also achieving the project goals. As it is done repeatedly we could assume or predict creatively the possible way to be taken for the further step action. In the beginning of the project, designers would have a brief and begin to do research, develop the ideas and deliver the output product to client. By using the recording template (adopted from existing reflective models), we tend to apply the theory into the project. However, during the project they could do the loop process. Reflection stage, which needs to be done in every stage, might be influential before moving to the next step.
 
Innovation and EnterpriseDesign and business might work together to give the best solution by creating a good strategy. In this project, we realised a good and sustainable business should be done by applying design strategy, marketing research, brand and innovation collaboratively and combining the advantage design rights to the project.

In terms of creating value proposition, we found baking trends and the benefit learning through cooking for children as an opportunity. We did brainstorming to decide which area we should focus on, which led us to the big idea “the joy of sharing”. I assume that our concept or idea was an innovation that covers not only have functional value, but also enhance sensory and have socio-culture value, by adding story and experience value.

Intercultural CommunicationCommunication could be the most important thing in building connection that combined socially. It could involve not only among the members, but also between the researchers and the participants during the research or project. According to Gassmann (2001), he assumes that working in multicultural team should increase creativity and innovation. This statement motivates us to do observations or experiments in ethnographic research, which is included in qualitative research. This project inspires us to study human behavior and habits.

One of reasons designer might choose observation in supporting the project, it might be easier to plan and carry out. However, it could not be mathematically calculated. Designer and researcher might need great capability in analysing the data. A study of intercultural communication that leads to ethnographic research could help the designer and practioner in understanding the cultural behavioral and how to interact with target consumer.The Design Process

	As an output for this project, each team should come up with kitchenware ideas. After the long process, me and my team decided to focus on how English Parents spending their bonding time with their children in the kitchen.

We have found the product value by connecting baking trends with the benefit of cooking with kids.&#38;nbsp;In terms of observing the kitchen and cooking environment in Day Care or Nursery, we expected to find out the tools or features that children use normally.&#38;nbsp;We chose doing experiment in Nursery to get a primary data from people who work with children. We also could analyse the suitable appearance (color, shape and&#38;nbsp;texture), mechanism, and children behavior; which supported our idea in designing new cookware or bakeware for Lakeland.

Voila! Here comes our prototype for this project.

“Chompy chomp” could stimulate children to use their own hand to slice the cake. The material and mechanism were considered and designed for children-friendly. Not only teaching children in controlling the portion, it also introduce them to the “joy of sharing” concept.

	Design Consultancy vs Client — What can we do?

“Trust is a core issueat the beginning ofa business relationship.”
(Lewicki and Bunker, 1995)

The client’s trust is the main goal for design consultancies in establishing their business relationships. This process of trust building can be time-consuming, especially for start-up design consultancies. At this point, the factors that influece theprocess, which are: Ability, Benevolence and Integrity, would work collaboratively and might consist of various elements (Mayer et al., 1995). Accelerating this process requires strategies for consultancies in terms of project management and communication skills. The combination of the elements should benefit the bothparties not only from business perspective, but also take them to a lasting client relationship.

Where are we?Graphic designers have always dreamt of running their own design consultancy frequently. Running a start-up design consultancy might require more information on internal business issues in running a new a business, where they would prepare and build every&#38;nbsp;component from the scratch. Fishbein (2014) suggests that a young business consultancy should enhance the creativity in specialising the business differently from the competitors.

The issue of start-up business has recently grown in importance. Perkins (2010) discusses thatmany new design consultancies have to close down their business practices, not because of theirperformance in delivering qualified design outcome. They might meet challenges regularly toestablish their client relationship. The several obstacles are possibly faced might be competition amongst the other consultancies, a lack of in-depth market research, poor design planning, delivering a good design and client engagement.

Delivering a successful design should be every consultancy’s goals, where it should be aligned with punctuality, be on budget and bring profit (Perkins, 2010). At this point, a design consultancy should consider their project and time management in order to satisfy the client. Undoubtedly, negotiation issues would occur regularly during the design development process. This would require the consultancy to have a good capability in project management and communication.

In order to understand how a project management and communication work collaboratively in establishing a client relationship, I appoint this as a topic of this research.The capability to understand and examine a trust building process between a design consultancy and its clients must be required, and to develop the process that would be applied and evaluated for design consultancies.

	So what?
	This research should address broad issues for a young consultancy. I will persist to explore the issues, where I could apply in my own future design consultancy. As previously mentioned in the last section, this research might be suitable not only for a start-up consultancy. Trust building process should be involved in a client relationship from the beginning and build the level of trust higher as the relationship grows.

	Then how do I solve the question?
	A qualitative research is applied, where case study and samplings method are applied to support the data collection.&#38;nbsp;The purpose of this study was to explore the connection amongst factors of trustworthiness in design consultancy and client’s relationship. At this stage of this research, methods of inquiry included a case study and observation through four samplings from start-up design consultancy. The case study identifies the findings and consolidates from various literatures, and the study of samplings aimed to verify the hypothesis.

1. Phase 1: Case Study
The ten years relationship between Design School (as Design Consultancy) and Company-A (as client).

2. Phase 2: Sampling
Four selected design consultancies in EU are examined for supporting the case study. The consultancies are known as Consultancy-A; Consultancy-B; Consultancy-C and Consultancy-D.

From this research, not only Design School, as a design consultancy in the case study, but also every consultancy in samplings emphasise that communication has a big role in their relationship with the clients. To begin with a clear understanding the clients’ need should benefit the relationship to going further. 

At this end,the combination of well-organised project management and good communication skills should increase the level of trust, which could lead in accelerating the level of relationship, in which turns to a trust model. In other words, every design consultancy should have its own way to treat every client or project.

	Discussion time!
	
A Preliminary Model
The case study of Design School and Company-A is observed based on their relationship process that includes their trust-building process, design project management and the communicationaspect. From this point, a balanced model that helped Design School to establish their relationship with Company-A, is constructed and at the same time to be validated and applied to the other design consultancies.
From the case study of Design School, I believe a combination of abilities, benevolence and integrity in trust-building process have a significant impact toward the time that they need to reach the partnership stage. 	Evidently, the samplings were going to be validated by the previous model. The following table illustrates the result of the model validation. The indicator (◊) represents the strength of evidence that has already been previously mentioned through the data analysis. At this point, the result helps me examine the model and predict the challenge that could delay the relationship development process. Moreover, it is apparent from the table that more factors that affect each relationship. The characteristic of additional factorsmight not benefit the design consultancy. It would be recognised by the comparison of eachperiod of existence and period of time to reach the last stage of relationship.

	The Result

	Finally!

	Based on this validation, every consultancy had a different duration to move from involvement stage to partnership stage. At this point, it may be the case that they might have a different approach in increasing their level of trust. Skills, being nice and friendly, and consistency are shown as the strong evident variables. In addition, other variables occurred and should be classified to the group of Ability, Benevolence and Integrity.
The discussions from the previous findings have implications for conducting a new model. The previous model might not perform its strength completely. Therefore, the new model would be constructed by the existing elements combines with the additional elements from the previousmodel validation. However, selecting the new elements is considered to improve the model inaccelerating the trust-building process. The additional elements are as follows:

In this case, the time that a design consultancy needs to achieve an established relationship could be expectantly in less than 10 (ten) years. Those new variables or factors could be implemented to a new model below:

By applying these strategies in trust building process in a design consultancy, they should accelerate the process in establishing its client relationship that could be formed by collaboration to partnership project and the need of a good project management and communication skills are required.

To conclude, the movement from one stage to another stage in relationship might not be smooth and linear. It should be influenced by the level of trust that is already built during the relationship.
